Understanding random testing
There are two good reasons to do random testing.
The first is that youâre working with a homogenous or expected distribution, and the cost of letting something defective slip through is pretty low. For example, the chef doesnât have to taste every single serving before it leaves the kitchen. Quality manufacturing is based on the efficient use of random testing to be sure that each batch is expected to be within tolerance. It works as long as the thing being tested isnât itself widely variable. If it is, youâll need to test every single unit.
The second is that youâre trying to send a message to alter peopleâs behavior. Drug testing or tax audits are examples of this. You canât test everyone, but you make it clear that thereâs a non-zero chance that someone who is outside the rules will get caught.
We do random testing all the time without realizing it. Thatâs probably a mistakeâwe should either test every unit (when the stakes are high or when outcomes are unpredictable) or we should trust our people and our systems enough to test very rarely.
It doesnât make sense to set up a random speed trap. Either measure the speed of every car or measure the speed of none of them.
Sending a message through testing and draconian punishment might make good security theatre, but itâs a waste of time and trust.

Four roads we call customer service
Road 1: I can learn from you and make things better
Road 2: Youâre an important customer and I can bring empathy and care to this moment to strengthen our relationship
Road 3: I can teach you something and make things better
Road 4: Go away
Now it begins to make sense. For example, if you call Hyattâs 800 number, theyâll tell you that theyâre not actually in contact with management. That all they can do is refer you to the front desk. Theyâre not there to learn anything from you.
If you call a company that puts you on hold for a long time, youâre on road 4. The organization has decided that you are a cost, not an asset.
Road 1 customer service is pretty rare. It tends to happen with very small organizations, and thatâs one reason why companies appear callous and stuck when they get bigger. They donât want to spend the resources to expose their decision-makers and creators to the people who actually use the product or service, so they build a moat around them. All they seek to learn is, âhow cheap can we mollify customers?â
Road 2 and Road 3 can overlap. Itâs entirely possible that the customer is upset or confused because they need training or insight or an explanation. By teaching them how to navigate their situation, you can improve satisfaction at the same time you rebuild a relationship.
Road 3 is often best done with the internet, with a manual, with a video. Itâs a chance for the customer (whoâs enrolled in getting their problem solved) to interact with a well-designed system that can teach them how to solve it. This can fall apart when the customer doesnât actually want to learn, or worse, when the organization does a mediocre job of education.
Sometimes, though, the flight actually is cancelled, the software has a bug or the weather just isnât what it needs to be. In that moment, education can help, but what matters more is clarity, respect and care. Most customers donât actually expect miracles, but they certainly expect more than Road 4.
The harried commodity providers, the pawns in a monopolistic system that have chosen to race to the bottom, the airlines, the cable companies, the underfunded government agenciesâall they have to offer is Road 4.
Go away.
If they had guts, theyâd just say so.
If they had talent, theyâd make you go away without actually being upset.
Instead, the on-hold industrial complex has created an endless maze, designed to sort through the slightly-annoyed and only serve the remaining truly-committed to getting to the bottom of it.
What a waste.
If you engage with customers, as a freelancer or as a public company CEO, pick your road. Be clear about what itâs worth and what it costs. And then do that.
The confusion about what youâre seeking to achieve helps no one.

The Trump administration's weakening of pollution and fuel-efficiency standards for new cars will lead to as many as 299 premature deaths annually by midcentury, while also doing nothing to rein in potentially catastrophic global warming, according to the governmentâs official environmental analysis of the policy. The proposed changes, rolled out it August, would also cost Americans nearly 17,000 days of work a year because of increased illnesses, the analysis by the National Highway Traffic Safety Administration says.
âPremature death is the ultimate health effect and this policy, taken with many other policies being proposed by this administration, are all leading to more air pollution,â said Paul Billings, senior vice president for advocacy at the American Lung Association.

Ford is suspending its best-selling truck after a fire at a supplier's facility created a shortage of parts. According to CNN, the shutdown could last several weeks but the company has an 84-day supply of the series.
