In DBS bank examining data lead models helps prevent issues from occurring and keeps customers engaged profitably so the bank can deepen its relationship with them.
Data instrumentation is set up in an operations control center to monitor customer journeys in real time. The center’s system gathers behavioral and device performance data to anticipate and solve potential issues by assisting the customer through SMS, email, or chatbots. The data-led models have also enabled the bank to create hyper-personalized solutions based on customers’ needs. They do this by contextually introducing products and solutions relevant to customers at the right time.
Every organization has data, and the data from the DBS data instrumentation has become a key tool to nudge customer behavior.

Why is agile rapidly being adopted globally?
One of the reasons is that it allows organizations to work and respond faster to customers whether B2B or B2C.
DBS was not only an early adopter of agile in its digital transformation, which started in 2014, but it also recognized that agile was a culture transformation methodology for the whole organization not only an alternative to the waterfall approach within IT.

DBS’s move from product to platform came with these three challenges:
1. Acquiring customers through partners.
2. Gathering non-traditional data from partners to make credit decisions.
3. Enhancing product offerings through partners.
To guide the development of ecosystems with partners and understand the new approach, DBS adopted a three-stage framework called POC:
P means Participate with other platforms where DBS comes through as a participant on an external
party’s platform or ecosystem.
O means Orchestrate where the bank is the platform and brings on board partners and multiple
players.
C means Create in a complete white space. This is where no real player is out there; instead, the
bank initiates the platform.

What is customer science?
DBS bank has now been awarded world best bank five years in a row (which is also an excellent name for a book!)
DBS had been focusing on the interaction between system performance and customer journey behavior. Simultaneously, it had been examining customer journeys to see where bankers could predict behavior. Bringing these two ideas together became known as Customer Science.
To make joyful experiences, the bank uses Customer Science to create instruments and methods of observation that help it track customer journeys. Specifically, it combines customer behavior data with systems data to build real-time analytical models.

I was privileged to be given two years of exclusive access to the C-Suite at DBS bank to write World’s Best Bank - A Strategic Guide to Digital Transformation. The book tells the story of how DBS became the world’s best bank, five years in a row, by leveraging digitalization.
In one of my questions to Piyush, CEO, I asked, “What was the hardest change?” His answer… culture.

Your IT department should be creating revenue growth…
In a relatively very short time, IT has gone from keeping the lights on and providing your e-mail to being an equal business partner who creates revenue for the business, for example, through ecosystem partnerships and developing open APIs.
In DBS Su Shan, Head of International Banking shares,
“We executed on key ecosystem partnerships, embedding sustainability and supply chain financing solutions into our clients’ ecosystems. As a result, our Open Account Trade revenues rose to new highs, growing 15%.”
Su Shan also states, “If we do our job well as a digital Bank of Singapore then we should become the disappearing Bank of Singapore, where we disappear into our customer’s ecosystems and platforms.”
But be aware more ecosystem partnerships fail than succeed as companies end up competing rather than collaborating and refuse to share data.

Too often, leaders are rewarded for success but not penalized for failure when implementing strategy.
When a new strategy fails, ironically, it is normally the strategy that gets the blame and not the implementation. The new strategy is often quickly swept away, and the new one is introduced with no consequences for the failure.
This has to change.
A leader’s pay and performance need to be linked to the success of the implementation.

Do your employees know the right actions to take to implement your strategy?
Only 5% of employees know their own organization's strategy, and of that 5%, only one in eight, know the right actions to take.
A town hall meeting and the creation of a WhatsApp group are not enough to articulate the right actions that employees need to take across the whole organization to implement the strategy.
As a rule of thumb, leaders need to commit about the same time as they did crafting the strategy to articulating what it means to each of the businesses and the employees.
If this sounds excessive, then remember that 95% of employees cannot even articulate their own organization’s strategy.
Why does digital transformation fail more often than it succeeds?
A key reason is that individuals have the knowledge but not the skills. Organizations need to focus on transferring knowledge into action to close the digital knowing-doing gap.

The greatest strategy in the world is useless if it's not implemented successfully.
For the first time ever in our 20 years of our research, leaders are performing poorer at strategy implementation.
This is mainly due to the fact that digital transformation is harder than previous implementations and has driven the failure rate from 48% back up to 67%.
With customers noticing your implementation and not your strategy, it has never been more important for leaders to ensure they have the missing skills and capabilities to implement the strategy.
They are the missing skills because leaders have been taught how to plan but not how to implement.
